Full textThis study has been executed at the Public Employment Office, an institution that has been
subject for much debate during the last couple of years. The government has instructed the
Labour Market Board to change the Public Employment Office toward a more effective
organization. This study examines one of the Public Employment Offices that are included in a
pilot project that aims to improve and develop work methods with the objective to become a
more service minded organization. From this starting point we have investigated which effect this
organizational change has had on the employee within this organization and within the pilot
project. In addition we investigate whether attitudes of the unemployed has an effect on the
staff´s work situation. In connection to this we seek to produce proposals of how to improve the
work situation for the staff. The purpose of the study is thus to map out the staff´s experience of
the work situation within the pilot project. Our intention has been to comprehend the complex
reality of an agent at the Public Employment Office. To create a basis for our analysis and to be
able to answer the questions at issue, we apply theories regarding organizational change, learning
and health. The main results of this study indicate that learning has increased at the workplace.
The results also indicate that the new, more service minded work methods increase the demands
on the agents to be able to handle social relations with unemployed and with colleagues. Finally
we find that though agents have a high workload they find their work to be stimulating.

Full textWith 3.2 million passengers per day, it is for SNCF Transilien the equivalent of an Airbus A380 taking off every 6 seconds. In these extreme conditions, a central attention is given to the user at the heart of the service, for breach of servuction. Our doctoral thesis fits in this framework. It aims to model and provide solutions to the care of users in case of deteriorated rail transport production. Our contribution is to provide a set of recommendations regarding the optimization process to achieve a level of satisfaction of users optimal given the instability of service production. Following a review of literature including the specificities of services, service recovery concepts as well as dimensions of perception and satisfaction, we will rely on theories of justice to give insights to the management of customer satisfaction

Full textThis research concerns the role of situated emotions in workplace learning. The chosen empirical field is the one of agents of mortuary care in situation of interaction tutorale in activities which are new for them. The centrality of emotions in this context seems obvious, an obvious fact that we question in putting in object the emotions. Taking of a distance is made with the prescriptive dimensions or a social control of emotions which are besides necessary. We propose to analyse what it takes place upstream to what the subjects « make » emotions, also putting the focal on the fact that the emotions « make for them ». The emotions, from their appearance to their decrease settle a regime of specific activity aiming first of all to reduce this so displayed tension. The undertaken approach aims at observing according to which modalities this reduction of the emotion tension can come along with a formative dimension. So the formulation of hypothesis of research concern the function of the emotions on the trainee and on their fonctionnalisation by the dyade tutorale in a formative aim. The mobilized theoretical referents are mainly taken from the field of the training of the adults, the psychology of the learning, the emotions and the work. From an analysis of the activity of dyades associating tutor and trainee, we retain a multimodal approach of the interactions. The obtained results are two orders : first, a methodological result by the proposal of a methodogy of access to the situated emotions ; then, a theoretical result by the differentiation of functions of the emotions in the tutorale workplace : function of energy mobilization for the subject, function of revelation of significant moments of learning for the subject, and the social function allowing the subjects to coordinate their action

Full textThe mistreatment of older adults is a social problem that touches close to an older adult on six in the world (Yon et al., 2017). Intervention workers of various disciplines and multisectoral organizations act in the fight against the mistreatment of older adults by posing actions including prevention, detection and accompaniment. Of these organizations, non-profit organizations (NPO) as well as their intervention workers and volunteers, play a key role in the accompaniment of mistreated older adults (Gouvernement du Québec, 2016). This study lies between the scope of a research project carried out by the Research Chair on Mistreatment of Older Adults which focuses on volunteering to counter material and financial mistreatment of older adults. Of exploratory nature and promoting a qualitative approach, this study aims to seize the experience of individual older adults accompanied by a NPO’s volunteer or an intervention worker in a mistreatment situation. Eleven semi-structured individual interviews were conducted with older adults having been accompanied by a NPO’s volunteer or intervention worker in a mistreatment situation. Taking support on the theoretical framework of Dubet’s sociology of experience (1994, 2007), a thematic analysis (Paillé et Mucchielli, 2012), followed by a typological analysis (Schnapper, 2005, 2012), allowed to propose a theoretical model which exposes the way in which the experience of accompaniment of mistreated older adults is articulated. Two variables influence their accompaniment experience: the way that they internalized the fact of seeking help as well as the way that they lived the interactions with the NPO’s volunteers and the intervention workers. Four distinct types of accompanying experience emerge: the beneficial-accompaniment, the positive-accompaniment, the threatening-accompaniment and the discontinuous-accompaniment.

Full textService workers are subjected to many, multifaceted and systematic types of violence from their clients. However, violence has been scarcely investigated in the management field. Comprehensive studies, in particular, are missing. The mainstream approach to violence conceptualises it as events, which are verbal or physical by nature. It aims to investigate the workers’ actions to cope with those events or to identify the variables determining this phenomenon. By contrast, this doctoral work explores clients’ violence by looking at the ecology of those situations and approaching them from the service workers’ viewpoint. Therefore, this thesis relies on the stream of situated action to create a conceptual framework enabling to illustrate and articulate situated experiences, actions and organizational environments involved in situations of violence experienced by service workers. This work uses a single case study as a research strategy. It relies on forty interviews, six observant participations, sixteen participant observations and internal and external documentation. First, this case study revises the typified and prioritised index of experiences of violence experienced by employees. It also defines the framing process of situations employees use and sheds light on the perception gap according to their professional ideal. Then, each type of experience is articulated with corresponding action protocols, resulting in thirty-eight identified actions. Finally, this thesis introduces the ambivalent influence of the organisational environment’s four dimensions on violent situations

Full textIn order to prevent faults to happen and their catastrophic consequences, some organizations adopt operational modes allowing them to ensure a high degree of reliability and resilience. This research focuses on formalizing these operational modes through a processual approach to organizational reliability and resilience of a critical-care unit. We aim to study, on the one hand, how the processes unfold in the operational context facing real-life situations and, on the other hand, the impact of the organizational context on reliability and resilience.Studying a French critical-care unit, first-order results describe the different processes – at both organizational and situational levels of analysis – contributing to the organizational reliability and resilience: culture, integration of new members, trust, coordination, learning and organizational slack.Second-order results address patient-care situations as a continuum and we highlight the inflection points of the different patient-care trajectories. Saturation of the unit, management of the unexpected and of the situational slack enable critical-care unit’s members to cope with the volatility and the life-threatening emergency of situations demanding immediate action. We also study the links between the organizational and the situational levels of analysis by proposing a reinterpretation of the concept of discussion space (Detchessahar, 2003).Finally, our findings invite us to consider the tension in hospitals regarding the resources needed to maintain organizational reliability and resilience

Full textOne of the challenges of Industry 4.0 is to preserve the health and comfort of operators while improving their productivity. Collaborative robotics is a solution which, through appropriate assistance, enables the operator to focus on tasks for which he has expertise, while delegating loads and constraints to a collaborative robot. This involves combining the strengths of industrial robots (high physical capacity, repeatability, strength, endurance, speed, etc.) with those of humans (variability, reactions to uncertainty). This research work is part of the ANR Pacbot project (ANR-20-CE10-0005). The overall aim of the project is to design a semi-autonomous cobotic system for assistance, capable of selecting, synchronizing and coordinating tasks distributed between human and robot, adapting to different types of variability in professional gestures, while anticipating dangerous situations. In particular, this system is designed to schedule tasks while minimizing the risk of human error. The study of the human factor in industrial environments has shown that the majority of accidents are due to human error or decision-making. In most cases, the latter are caused by operators poor situation awareness. This thesis proposes to use robot motion as a means of communication that supports human situation awareness in human-robot collaboration. One of the important points of our contribution is that these movements, referred to as signaling motions, can be generated while enabling the robot to perform actions thanks to the redundancy of its joints. The choice of motion as a means of communication was inspired by an analysis of industrial robotics accidents. This analysis highlighted a number of similar accident patterns linked to poor situational awareness. By identifying the risks of human error observed, the choice of using the robot as a communication channel in its own right appears to be a promising accident prevention and safety solution.A beneficial effect of signaling motions on situation awareness has been observed in two experimental studies. In the first study, we showed that they enable a collaborative robot to communicate about its state or actions with its human partners, and thus reintroduce them into the robot's action loop. In the second study, we proposed their use to attract a human's attention and extract him/her from accident-prone situations. We also argued that non-motion could also be considered an effective means of communication. Finally, recommendations were proposed for the design and choice of motion to be generated in different types of context

Full textThis thesis intends to show how the State reconfigures itself through the associative sector. It is based on the study of the public employment service “Cap Emploi” for unemployed and disabled people, created in 2005 and carried through associations. I conducted an ethnographic survey in three Cap Emploi, using several observation scales and ethnographer tools (observations, interviews, ethnographic statistics, documentary work). I studied different elements of variation in professional practices, in the light of work organization, properties of users, and properties of workers. The first part of the thesis deals with the progressive implementation of management tools imported from the private sector, in these non-profit organizations, as a result of their contractualization with the State. It shows how the “New Public Management” is carried out in this non-profit sector. A second part relates the uneasy conciliation between an effort to individualize and an effort to rationalize (following a managerial logic) social policies. It studies the unemployed ranking process according to their expected employability, and shows that the different types of sorting of the beneficiaries primarily concerns people suffering from a psychological handicap. Finally, the third part of the thesis is devoted to the study of these association workers, the “new face of public service”. It studies their position toward this kind of hybrid organization, combining an analysis in terms of trajectory and gender

Full textThis research adresses safety issues in craft activities. Drawing on a study of the mountain guide profession, an archetypal craft system, it aims to provide a better understanding of the way in which safety can be constructed in this type of system, which is still relatively unexplored. Our work focuses on analyzing how self-employed guides constantly regulate their risk-taking in the face of natural hazards, while taking into account the other dimensions of their activity (economic, service, social, etc.). The aim is then to propose a prevention strategy that encourages this natural regulation. The thesis assumes that the construction of safety in a craft system calls for the development of both the ‘know-how‘ and the ‘capability' of professionals. By adopting an adaptative, systemic approach to safety, we rely on the responsibility, autonomy and empowerment of professionals, who remain the only ones competent to take decisions in a work situation. Ergonomic action must therefore promote the contribution of all levels of the system (macro, meso, micro) to the construction of an enabling environment that allows actors and collectives to “act safely”.Four empirical studies have been carried out to support this thesis. These are based on data gathered from semi-structured interviews and filmed participant observations of alpine tours with mountain guides. Each of these studies is based on a specific method of data analysis. The first study analyzes the risk perception of mountain guides. It characterizes the risks to which guides and their clients are exposed. It reveals that an alpine tour involves managing both endogenous risks, which depend on the activity of the climbing team, and exogenous risks, which refer to the intrinsic dynamics of the work environment. The second study focuses on the preparation of the alpine tour. It shows that this preparation can be approached as a design activity aimed at constructing a space of acceptable situations integrating endogenous and exogenous risks. The third study focuses on the realization of the alpine tour. Based on the theoretical framework of the management of dynamic situations, it examines how guides construct situation awareness, develop plans in action and act to maintain themselves in a space of acceptable situations. Finally, the fourth study focuses on the “risky trade-offs” that can be observed in the work. It aims better understand the mechanisms that can lead guides to take risks, at all stages of the alpine tour, but also on a season-long or career-long perspective. This latest study shows that trade-off processes aim to permanently hold different compromises between all the resources and constraints of situations. It shows that one of the main safety issues concerns the management of these risky trade-offs, to prevent risk-taking from getting out of control over time. Our results can therefore be summarized as follows: “Mountain guides have to manage endogenous and exogenous risks, in order to place themselves in a space of acceptable situations and maintain themselves there dynamically, while avoiding risk-taking excesses”. These results enable us to propose an explanation for accidents based on risk-taking. They also suggest new ways of preventing accidents, based not on controlling the sequence of events in the alpine tour, but on managing the mechanisms that can lead to an accumulation of risk-taking

Full textThis thesis studies how night-shift nurses decide whether or not to resort to the hospital to deal with geriatric emergency cases in a nursing home. Clinical reasoning and decision-making among nurses are rarely documented. The “IDE de nuit” experimentation of Paerpa's projects offered the opportunity to study them through the prism of age and uncertainty in the context of an emergency. It also made it possible to study the organizational test that such an innovation constitutes. Through an interactionist and socio-cognitive approach and based on an ethnographic investigation lasting three years, we captured in situ nurses' reasoning and judgment while dealing with emergency cases in an experimental context. This research sheds light on several aspects: how care is mobilized in the service of the cure; how the emergency constitutes a social construction, which is influenced by the role played by the elderly patient and his caregivers; how the skills that drive innovation are developed and conditioned by the irreversibility of the actions and their results; how and when an organizational innovation begins and ends in an experimental context; finally, how all these elements contribute to defining the moral economy that has been made up and created around elderly people living in EHPADs, targets of this innovation. Keywords: geriatric emergency, decision-making, organizational innovation, IDE de nuit, experimentation, paerpa, le 15, SAMU, hospital, nursing assistants, EHPAD

This paper explores under different service failures situations, whether customer expectations corresponds with services recovery or not, and the service recovery have an impact on customer satisfaction and customer loyalty. Service failure means that the companies provided the services couldn’t reach customers' requirements, or the services below customer expectations. Service recovery is means when companies provide products or services couldn’t reach the standard of customer expectations and let the customers feel dissatisfaction, the company will take recovery measures to compensate for their dissatisfaction. Through the experimental method of investigation, Tunghai University’s students were surveyed and it collected 878 effective samples. Furthermore, the samples were analyzed by using one-way ANOVA and two-way ANOVA to test the hypothesis. The finding are as followimg: 1. When the customer suffered a service failure, service recovery have a positive impact for post-recovery satisfaction. 2. The study of service recovery effects under different service failure situation, the psychological is indispensable. 3. The customer satisfaction is higher and the customer loyalty will be higher.
